In today’s world of social media, immediacy is a way of life. In fact, research shows that 72 percent of people who Tweet about a brand expect a response within an hour.
Social care, the act of addressing a customer’s inquiry, complaint, or praise via social media, is increasingly becoming the expected form of interaction within the new customer experience.
For companies like MetLife, social media engagement is about an active dialogue with users about customer service, feedback, branding, marketing, sales, and advocacy. The stakes are climbing, as customers expect near real-time responses that solve their issue. If you don’t land precisely on the expected outcome, the potential damage to a company’s brand reputation is severe.
Knowing this, the Global Digital Marketing Strategy team conducted a Social Care Workshop in Mexico City in mid-July. The team worked closely with the local Mexico Marketing, Digital and Customer Service teams to re-imagine the art of social care.
Mexico was chosen for the workshop, as social care management is still challenging, yet full of opportunities: it is experiencing rapidly increasing social care interactions (5,060 percent from 2014-2015), inconsistent response times, manual tracking and a less than ideal multi-channel resolution experience.
The groups spent a day and a half in a collaborative, dynamic, and engaging workshop to understand and assess the current state of Mexico’s social care capabilities and experiences from a customer and technical perspective. The teams reviewed the competitive landscape and leading practices across industries and defined an ideal future state of social care for MetLife in Mexico.
Together, the participants sketched a visual story of the current process, created an ideal future state journey map of an improved look and feel for the social care experience, and identified specific immediate, near-term, and long-term enhancements for the Mexico Social team.
Coming out of the workshop, the teams are working to define a Proof of Concept (POC) to test its outcome and hope to have the POC up and running by mid-September. The POC will provide key learnings on the customer impact of an enhanced level of social care for Mexico which can then be applied to other markets throughout LatAm and ultimately, across the Americas, EMEA, and Asia.
